Esta tese trata da qualidade de serviço, sob a ótica do marketing, e mais precisamente dos modelos conceituais sobre o assunto. O intuito é melhorar o imprescindível suporte teórico reclamado para abordagem da qualidade de serviço, reconhecendo que não bastam conhecimentos isolados do domínio de estudo. Há que se chegar a uma perspectiva englobando os vários elos desse fenômeno e o inter-relacionamento entre eles. No trabalho, foi realizada revisão bibliográfica para assimilar e analisar o conhecimento disponível até o presente a respeito de qualidade de serviço, abrangendo: a importância de serviços e da qualidade de serviço; a natureza de serviços; a oferta, produção e interações em serviços; a natureza da qualidade e da qualidade de serviço; os elementos e dimensões da qualidade de serviço; os modelos de qualidade de serviço de Gronroos, Gummesson, Gronroos & Gummesson e Parasuraman, Zeithaml & Berry. Na conclusão, é oferecida uma contribuição pessoal representada pela proposição de modelo integrativo de qualidade de serviço. Acredita-se que este modelo integrativo possivelmente signifique algum passo à frente, embora modesto, melhorando o discernimento da qualidade de serviço, porém dependendo de criteriosa verificação empírica

This dissertation discusses service quality, from the marketing point of view, specifically dealing with the conceptual models of the subject matter. The purpose here is to improve the indispensable theoretical support required to approach service quality, realizing that isolated knowledge about some points are not sufficient. It is necessary to reach a global perspective comprising the phenomenons several links as well as the relationship among them. It was undertaken a desk research concerning the existing knowledge about service quality including the following topics: services and service quality relevance; nature of services; services offering, production and interactions; nature of quality and service quality; service quality elements and dimensions; service quality models by Gronroos, Gummesson, Gronroos & Gummesson & Parasuraman, Zeithaml & Berry. In the conclusion, as the authors personal contribution, it is presented a integrative service quality model. It is supposed that integrative model possibly means a step further, although restrict, toward better comprehension about service quality, however depending upon strict empirical test
